Complaints Process

A clear record and the correct service channel help your concern reach the organisation responsible.

Direct your concern to the responsible team

For an existing payment account, use the verified support or complaints channel in your service agreement or provider portal. Identify whether the issue concerns acquiring, gateway technology, settlement or another service. The responsible organisation and applicable process should be clear from your service documents.

Prepare a clear case summary

Describe what happened, when it occurred and the outcome you are seeking. Include the relevant account or transaction references, a concise timeline and supporting communications through the verified channel. Distinguish a settlement discrepancy from a contractual reserve or a customer dispute. Avoid including passwords, card security codes or unrelated identity information.

Keep a record of the response

Retain the acknowledgement, case reference and subsequent correspondence supplied by the receiving organisation. Follow the escalation process relevant to your agreement and jurisdiction. Response periods and available escalation routes depend on the actual service arrangement; they should not be assumed from a general payment guide.

Assessment downloads are separate

Our assessment brief is generated on your device and does not transmit complaints or create cases. A download message is not an acknowledgement that a team has received your concern. No live eLotPay complaints intake is enabled here. Use the verified channel for your existing service relationship rather than relying on the brief as a submission tool.

When the matter needs further advice

Where a contractual or legal deadline may affect your position, obtain appropriate advice independently. Keep the agreement and relevant schedules with your case records. An eLotPay-specific complaints recipient and escalation process must be established before a live intake service is enabled.
